    Stop chasing “more leads”. Start growing the customers who keep coming back and bring others with them. Most sales conversations start with: “How do we get more at the top of the funnel?” The better question is: “What are we doing with the customers we already have?” That’s where customer centricity comes in. When you design your business around your best customers – not just what you want to sell – three things happen: 1️⃣ Retain – Make it easy and rewarding to stay Retention is the first growth lever. If a good customer leaves, you don’t just lose revenue, you lose future opportunity. Ask: -> How easy is it for them to continue with us? -> Do we remove friction, or create it? -> What signals are we ignoring when they start to disengage? 2️⃣ Expand – Solve more problems, grow shared value Your existing customers are already paying attention to you. Instead of pushing “new” at strangers, deepen value with the ones who trust you. Ask: -> What bigger problem are we really solving for them? -> Where are they forced to go to another provider, and why? -> How can we grow their outcome, not just our invoice? 3️⃣ Refer – Turn happy customers into active advocates The most credible marketing is a customer who chooses to talk about you. Ask: -> Are we giving them stories worth sharing? -> Do we make it simple and natural to refer? -> Do we recognise and reward advocacy, or just expect it? Around this loop sit four discipline questions: -> What it is: Are we truly designing around customer needs, or around our org chart? -> Why it matters: Do we see retention, expansion and referrals as core revenue levers, or “nice to have”? -> Where to focus: Are we clear on our high-value, high-fit customers and the problems we solve best? -> How to deliver: Are teams aligned around customer outcomes, and are we measuring beyond “new leads”? Customer centricity is not a slogan. It is a deliberate choice to grow with the customers who stay, buy more, and bring others with them.     Retention in subscription businesses is a game of strategy. Through countless projects, we've identified patterns and honed techniques that really work. Here are a few key insights: Reaffirm Their Decision: The first email we send always reassures customers that they made a great choice. We paint a picture of the transformation they’ll experience, setting expectations for how they'll feel after 30, 60, or 90 days. This helps them stay committed. Educate Early: The second email is all about account management. We address common cancellation reasons like "too much product" or "too expensive" by teaching customers how to skip, upgrade, or manage their subscriptions. Empowering them with this knowledge early on is crucial. Build Anticipation: While they’re waiting for their first delivery, we send tips and advice on how to use the product. This not only builds anticipation but ensures they’re ready to use it effectively when it arrives. In-Cycle Upselling: This is one of our favorite techniques, something we pioneered. When a customer is most excited—right after their first experience—we nudge them towards a longer-term prepaid plan. For example, offering 15% off and a free full-size product if they switch from a monthly to an annual beauty box subscription.     Holiday shoppers are like shooting stars—bright, exciting, but often fleeting. The real challenge? Turning those one-time buyers into loyal customers who stick around long after the decorations come down. Chances are you're about to get a significant influx of new customers. Here's how to keep them engaged for the long haul: 1.) Send Customized, On-Brand Post-Holiday Emails The time right after a customer makes a purchase is when their affinity for your brand is at its peak. They're excited about their decision and can't wait to get their hands on your product. So why do so many brands use dry, boring follow-up emails? This is an opportunity to send a personalized message, share tips and tutorials, or surprise and delight them with an exclusive offer. Pretty much anything other than a plain, boring "Thanks For Your Purchase!" email would be an improvement. 2.) Build And Promote A Customer Loyalty Program This may seem obvious, but having a customer loyalty program can do wonders for your repeat purchase rate. Where most brands get things wrong is they cut corners by using off-the-shelf platforms that have bland default settings. This is a time to lean into your customer research and build a meaningful loyalty program that offers customers incentives they actually want in exchange for buying products they actually need. Once you get the terms and offers dialed in, use behavior-based email marketing to keep your loyalty program top of mind and generate repeat purchases on a regular basis. 3.) Create Personalized Offers That Build A Brand Community By now, you're probably sensing a trend – using cookie cutter templates is killing your brand. Don't treat your subscribers and customers like just another transaction. Remember, there's a real person behind that screen, and they're experiencing many of the same wins, frustrations, concerns, and emotions you are. The more you can personalize your marketing messages to their unique situation, the more they'll feel like they're part of a community, not a customer base. Don't sell to them. Make them feel like they're a part of your brand journey. At the end of the day, building customer loyalty is about creating meaningful relationships through consistent communication.     Here's how a CPG brand like Catalina Crunch can turn one-time buyers into "sticky", repeat customers: 1) Set up a New Buyer Flow Goal: get new buyers "sold" on the product & brand. Think of it as an alternate Welcome Sequence. Send these emails: - Brand story (text-based email from the founder) - Review-based emails (highlighting USP) - Product education (to reduce returns and increase adoption) - Introduce a new product line (e.g. chocolate bars x cereals) 2) Set up a Returning Customer Flow Goal: make loyal customers feel special (to increase LTV). Send these emails: - Acknowledge their loyalty - Cross-sell & up-sell relevant products/categories - Introduce them to other sales assets (ambassador program, referral program, loyalty program, etc). 3) Set up a Replenishment Flow Goal: make it super easy for customers to replenish their last order, or create a new one, with a simple click. - Appeal to the motivations they have to buy in the first place - DON'T offer a discount right away - Appeal to problems they're trying to solve Trigger this flow right before the normal replenishment time, so your brand is top of mind. Follow these steps and you'll be automating a big chunk of your repeat revenue.

    Want to increase repeat purchases? Here’s my ultimate guide to setting up a loyalty program for your brand: 1. Choose the right rewards structure—whether it’s points for purchases, discounts, or exclusive products, pick rewards that resonate with your customers. 2. Make it easy to join—the simpler the sign-up process, the more likely customers will participate. Offer incentives like a welcome bonus to get them started. 3. Offer tiered rewards—create levels in your loyalty program so that the more a customer spends, the better their rewards become. 4. Promote your program everywhere—make sure customers know about your loyalty program by promoting it on your website, email campaigns, and social media. If possible, keep a dynamic rewards tracker in every email header or footer that let's the recipient know their status. 5. Track and analyze performance—measure how effective the program is in driving repeat purchases, and adjust as necessary. 6. Surprise and delight—occasionally offer unexpected perks like bonus points, exclusive discounts, or early access to sales for loyal customers. Don't get into the habit of routine discounts or promotions. Setting up a loyalty program helped my clients increase retention and boost customer lifetime value.     Building loyalty through generosity NOT discounts. Claire Waring recently shared MECCA Brands's guiding principle with me, and I believe it’s something every brand should take to heart. We are now modelling the lifetime value of our customers based on discount codes. However, we have observed that the majority of customers who shop using discounts tend to continue doing so, creating a cycle that is difficult to break. It’s essential to recognise that loyalty should not—and cannot—be built solely on discounts. While discounts may drive short-term revenue, they do not cultivate genuine loyalty. Instead, loyalty stems from forging an emotional connection with your community. To drive this emotional connection, consider the following strategies: Authentic storytelling: share your brand's story, values, and mission. Sandradee Makejev from St Frock is a great example of this. Engage with your community: foster open communication with your customers through social media and other channels. No one does this better than Julie Mathers from Snuggle Hunny in Australia. Create memorable experiences: host events, both online and offline, that allow customers to engage with your brand in meaningful way. Henne's Sydney launch party was the place to be and months later you have to queue to get in. Personalisation: tailor your communications and offerings to meet the individual needs and preferences of your customers. There is a real gap in the market when it comes to this and we have seen Pace Athletic make real strides here. Show appreciation: recognise and celebrate your loyal customers through gestures of appreciation that don’t involve discounts. It's hard to beat Mecca when it comes to this!
